Consumers are increasingly open to AI, automation, self-service, and a broad mix of service channels, but their willingness to use them depends heavily on whether those experiences result in an effortless, satisfying resolution. At the same time, clear communication, easy access to human support, proactive updates, accountability, and continuity remain critical to building confidence. The findings reveal consumers are less attached to a particular channel and more attached to one expectation: confidence comes from a company understanding their needs, owning the issue, and orchestrating an effective journey toward a resolution.

Key Insights:

  • Customer confidence has become commercial. 86% say great service increases brand trust, 74% say confidence in customer service influences continued business, and 87% have stopped or slowed doing business because of poor support.
  • AI acceptance is ahead of AI execution. 67% are comfortable with AI independently resolving an issue, but only 27% say today’s AI solutions greatly benefit their customer care interactions. Better and more accurate AI is the leading adoption lever at 54%.
  • Assurance can preserve trust when immediate resolution is impossible. 77% say proactive communication increases trust, 78% highly value anytime access to issue status, and frequent updates are valued nearly as highly as speedy resolution.
  • Channel strategy is increasingly about confidence and circumstance. Multichannel use fell from 82% to 68%, while Phone use increased and consumers continue to choose channels differently based on complexity, urgency, and confidence in resolution.
  • Human expertise remains central to the future of CX. Training for agents and support staff is the consumer’s top CX investment priority at 35%, reinforcing the need to strengthen human capability alongside AI and automation.
